IT Service Desk Agent / Analyst
Position Overview

We are seeking a customer-focused IT Service Desk Agent / Analyst to provide front-line technical support to end users. This role is responsible for delivering a high-quality customer experience while troubleshooting and resolving technical issues related to hardware, software, network connectivity, user access, applications, and general computing.
The ideal candidate combines strong technical troubleshooting skills with excellent communication and customer service abilities. This individual will work in a fast-paced service desk environment, document customer interactions accurately, resolve issues using established processes and knowledge resources, and escalate more complex incidents to the appropriate technical teams.
Key Responsibilities
- Provide a best-in-class customer experience while serving as a primary point of contact for IT support.
- Respond to and document customer contacts, incidents, and service requests within designated IT Service Management (ITSM) tools.
- Troubleshoot, diagnose, and resolve hardware, software, application, network, access, and general computing issues using knowledge bases, support tools, and established procedures.

- Follow established technical triage processes and route issues that cannot be resolved at the Service Desk to the appropriate resolver or escalation group.
- Maintain accurate, complete, and timely ticket documentation throughout the support lifecycle.
- Collaborate effectively with Service Desk colleagues and other IT teams to support timely issue resolution.
- Participate in ongoing technical, process, and service operations training.
- Adapt to evolving technologies, processes, procedures, and business requirements.
- Complete projects, administrative responsibilities, and other tasks assigned by leadership.
- Manage a high-volume support environment, including handling up to 45 customer calls per day involving varying technologies and levels of complexity.
Qualifications & Experience
- Associate degree in Information Technology or a related discipline preferred; two years of equivalent technology-related experience may be considered in lieu of a degree.
- Previous experience in a customer service, help desk, service desk, or technical support environment preferred.
- Strong verbal and written communication skills.
- Excellent interpersonal skills and professional telephone etiquette.
- Strong analytical, troubleshooting, and problem-solving abilities.
- Ability to work effectively in a fast-paced, high-volume, and occasionally high-pressure environment.
- Ability to adapt quickly to changing processes, procedures, priorities, and schedules.
- Experience supporting currently supported Microsoft Windows operating systems.
- Experience with email and messaging platforms, including Microsoft Outlook and Gmail.
- Familiarity with ITSM platforms, ticketing systems, knowledge bases, and remote support tools is preferred.
- Ability to effectively prioritize and manage multiple concurrent incidents and requests.
- Willingness and ability to work flexible or changing schedules, which may include evenings, weekends, and holidays.

Physical Demands
While performing the duties of this position, employees are regularly required to sit; communicate verbally and through multimedia platforms; use hands to operate standard office and computer equipment; and reach with hands and arms.
Employees may occasionally be required to stand, walk, or move between work areas to complete assigned tasks. The position may also require the ability to ascend and descend stairs. Specific vision requirements include close vision and the ability to adjust focus.

The Service Desk Agent / Analyst must be able to interact professionally with colleagues, customers, clients, and vendors while maintaining composure and delivering high-quality service in a fast-paced environment where individual and team accountability are essential.
Work Environment
This position is primarily performed in a professional office environment using standard computer and office equipment. The workday is generally sedentary, although standing and walking may be required for approximately 10% of the workday.
